Meet 2025 All Star Hillary Jacques of REI

REI’s risk management department faced a serious challenge when several key staff departed in a short period of time, leaving the organization without essential internal guidance for workers’ comp and liability programs. The leadership vacuum coincided with significant operational problems at the company’s third-party administrator.

Communication breakdowns became routine, adjuster performance grew inconsistent, follow-ups were delayed, and data discrepancies mounted. Stakeholder alignment suffered, vendor relationships deteriorated, and there was a negative impact on the employee experience.

Recognizing the need for experienced leadership, REI made the decision to bring in external expertise.

In April 2024, Hillary Jacques joined REI as a contract consultant from Marsh Enterprise Risk Management Consulting Services, bringing more than a decade of experience in risk strategy and claims optimization.

Jacques immediately conducted a comprehensive assessment of internal roles, workflows and vendor relationships, systematically identifying critical breakdowns and improvement opportunities. Her approach centered on building strong collaborative relationships, forming a tightly aligned leadership team that could unite both internal stakeholders and external partners under a shared vision.

One of Jacques’ most significant early initiatives involved working with CorVel, REI’s TPA. She worked to elevate adjuster engagement, improve claim handling standards, and realign performance expectations with REI’s employee-centric values. This approach led to several adjuster desk changes and the implementation of stronger oversight mechanisms.

“Most people want to feel successful at work and be recognized for their efforts, so being clear about our goals and communicating how an individual will contribute to or succeed in accomplishing those goals tends to make for a collaborative environment,” she said.

This collaborative approach proved essential to achieving buy-in for the significant changes required to restore program effectiveness. The impact of Jacques’ leadership became evident through measurable improvements across virtually every key performance indicator.

For example, REI corrected hundreds of claims for coding and location errors, sharpening data integrity and improving financial forecasting.

REI formalized Jacques’ role by hiring her as senior risk manager, recognizing her leadership as a catalyst to elevating the company’s risk management strategy and execution.

Her foresight, commitment to partnership, and focus on people-centered risk solutions established new standards for excellence that will influence REI’s success for years to come. &
